    You do have to re-sell your current customers to a certain extent every month, don’t you? Are you actively re-selling the people who moved in last month? Are you even thinking that way? Well, think about this for a second: What would it do to your bottom line if you could increase your average length of stay by just one month? What would that do to your bottom line? What would that do to your occupancy levels? What would that do to your discounting strategies? That’s enormous stuff, isn’t it, if you added an extra month to every one of your tenants? Don’t your tenants think to themselves every month, “Hmm, should I stay or should I go?” Who was it who did that song? The Clash? What a great song for customer service, right? “Should I stay, or should I go now?” Isn’t that what they’re saying to themselves every month? Should they pay? Should they move out? Some of them are thinking, “Should I get a different size unit?”

    Do you have a strategy in place to upsize or downsize your current tenants rather than letting them move out? If you see people move a bunch of stuff out of their unit, you can ask, “Hey, do you guys need to get into a smaller unit?” If you see somebody cramming more stuff in their unit you can ask, “Hey, do you guys need to get a little bigger space?” That’s a pretty powerful customer service touch. Many of your customers think you stopped caring about them when they signed the lease and only pay attention to them if they are late on the rent.

    The mere fact that you notice them and continue to keep their best interests in mind could easily result in an extra month’s rental. Until that customer sees their storage unit as a part of their household, as an extension of their home, they’re thinking every month, “Should I stay or should I go!”

    Feeling confident in a long term relationship is also important to your prospects. They want to know if you’re going to be a jerk if they have a problem, because everyone expects there to be a problem with someone they do business with at some point or another. And really, if you have a problem with a company, do you get annoyed about it if they address the problem and take care of you? No, right? You say to yourself, “Whatever. I had a problem; they took care of me. Fine.” Right?

    Customers do not mind having a problem with your company as long as there is a reasonable resolution and the people they deal with in your company are professional about it and do not act like jerks.

    That’s what the people want to know. They want to know that if they have a problem with your company, you’re going to be okay to deal with, and they start thinking about that from the moment they start talking to you. And this is really true. That is why prospects will often ask you a lot of questions up front, especially about policy issues and processes. They want to know if you have a customer friendly approach or not.

    I’m sure you’ve heard this before. If you haven’t heard it before you need to know this. It is true: A great manager can make a lousy property great, and a lousy manager will make a great property lousy.

    1. What hours is the call center open?
    The call center is currently accepting calls Monday – Friday 6:30 am to 11:00pm, Saturday 7am to 9 pm and Sunday 7:30 am to 8 pm

    2. How long has PhoneSmart been in business?
    We are celebrating 6 wonderful years in business.

    3. Are you an answering service?
    No, we are not an answering service. While we do answer incoming phone calls for our clients, we do more than take messages. We are an off site sales force that turns your missed calls into profit. Our dedicated phone representatives are trained to “sell” storage units.

    4. What is Secret Shopping?
    We provide a program to help monitor your employees. Monitoring can be for incentive based, compliance, or other types that you require a recorded phone shop by one of our trained shoppers. The call is then evaluated by our seasoned panel of evaluators and sent to you. This is a great tool for managers to use in the office to help staff achieve their personal best.

    5. Is PhoneSmart’s Secret Shopping Department set up to do in person shops?
    Currently, we do have a handful of “shoppers” that are able to do in person self storage shops. We are looking forward to expanding this service in the future.

    6. What sort of training items do you offer?
    We have several different training options available. What’s great about our training items are that they work together to optimize the learning experience.
    •Secret Shopping (see above)
    •Managers Training Packet- includes workbooks and CD’s and sets up the training in a classroom type atmosphere.
    •Role Play Helpline- this interactive training allows your managers to call our trained staff and Role Play different scenarios or situations that may arise in everyday self storage business. It’s convenient and fun!
    •Sales Training Seminars and Consulting- our director Tron Jordheim would love to visit your property and give you sales training or consulting on the spot. Tron is a member of the National Speakers Association.

    7. What is the Role Play Helpline?
    The Role Play Helpline is one of PhoneSmart’s newest training tools. This interactive training combines convenience and flexibility. Your managers can call the RPH anytime the call center is open (see question #1) and talk through concerns or objections, go through the sales script and more. Our reps can switch places and be the caller or the rep and switch back to get a different view of the sales call.

    8. What are some of the other services PhoneSmart’s provides?
    Besides the services listed above we also have an outbound calling program that can be tailored to fit your business. Another successful service we provide is lead generation and follow up. We are always on the lookout for services to help your business run smoother and more efficiently.

    9. Can we customize our own Secret Shopping evaluation form?
    Yes, you can. While we do have a standard form that many of our clients use, you may customize the evaluation form to fit your business. We encourage our clients to try and get the most out of the evaluation form to further help with training.

    10. Our offices have caller id, how does your number show up?
    We use T1 phone lines that show up blocked caller or unknown caller so your offices will not be given our direct number and tipped off that they are being secret shopped. In addition our callers are trained to be able to give a false name and phone number if prompted.

  • To Share or Not to Share? That is the Question.

    Sarah Little, Total Quality Assurance Services Executive and mother, draws a parallel between day care and the property management industry in today’s business blog.
    Welcome to PhoneSmart’s call center blog, the true confessions of a self storage and apartment call center.
    Day care has been a great social experience for my son, Isaiah. As my first child, he doesn’t have older brothers and sisters to play with. Day care has helped him learn to play with other kids his own age. It’s also taught him to share, although it seems that recently his playmates have been sharing germs more than Elmo dolls.
    Last Wednesday I got a call from the teacher saying that Isaiah was sick and I needed to come pick him up. When I arrived they told me that another little girl had a contagious virus, and Isaiah most likely caught it. I took him home, and played hooky from work on Thursday day so he could get to feeling better. By Friday he was back to his inquisitive little self.
    I admit, I enjoyed all the extra hugs and kisses I received while he was feeling down, but I’m glad he’s back to bouncing off the walls.
    The office can sometimes feel not unlike a day care; in the sense that we sometimes share germs more than we share sticky notes. (We have to keep our extra sticky pads under lock and key or they’ll end up taking a ride in someone’s back pocket.) When you’re feeling under the weather, and especially if you have a fever, do your coworkers a favor and stay in bed. You’ll be much more productive the next day and all your peers won’t be sniffling along side you.
    We all want to learn how to keep our office more germ free, especially in a call center where we’re all living to closely to one another. Practicing good hygiene, washing hands, covering mouths, and staying home when we’re really sick can make a big difference.

    My mom has always taught me to be polite. She told me that it’s not only a reflection of you but a reflection of her as well. That’s why I’m always conscious to make sure that I try to open the door for my significant other or try not to put my elbows on the table. My friends are constantly teasing me because I annunciate my words fully so that people can understand me. When I’m on the phone I try to show the same courtesy I would want from others. For example, when I’m doing my order blank close I ask in a polite way for their name and number. Most of the time people are more receptive to a polite salesperson than someone who is perceived as being rude. Now, it does get kind of tricky because you do want to avoid yes or no questions. For example, I wouldn’t say, “May I have your name and number please?” I would learn how to say something like, “what’s your name and number please starting with your area code?” exhibiting good manners goes a long way in customer service and sales. Proper manners are not only a reflection of you, but it’s a reflection of the entire company as well. You should use the tools available to keep up with the property management trends.

  • Would You Risk It?

    Welcome to our property managment blog, the ins and outs of property management, commercial management and the apartment management industry.

    ABC’s 20/20 news magazine recently had a program on entitled “Getting Rich, The Poor Man’s Guide” That examined why some people are financially successful and some are not. Get rich quick gurus, real estate moguls (and their kids), and start from scratch entrepreneurs explained how they got where they are and what they did to make it big. They examined one woman’s brain waves as she played a risk taking game, the object being to make as much money as possible before her time was up. This experiment was designed to test the theory that those who become successful millionaires do so because they take more “calculated risks” and are not averse to failure. The test showed that this woman, a self described “working mom” who has trouble calling herself a millionaire but is also the CEO of her own multimillion dollar company, was more willing to take calculated risks to further her objective. Another interesting segment examined the stereotype millionaire as opposed to the real thing. As the woman described above, most of the wealthy people they spoke with on the show did not see themselves as “millionaires.” They used the regular visuals we all think of when we use that term, mansions, big yachts, summers in the Hamptons and snobby kids at boarding school. None of their wealthy subjects seemed to identify with these traits. When confronted with his millionaire status one man modestly said, “I do my best.” Another had children in public school who are not allowed to boast about the family’s money or consider themselves rich in any way. “My father has money, not me,” one child said. Not what you think of when you think mega rich. Interesting that they all had two common traits; the willingness to take a risk and possibly fail, and hardworking humility about how they got where they are. Are these the keys to success?

    Welcome to our Property Management blog, the ins and outs of property and commercial management.

    “Make sure you compare apples to apples and oranges to oranges.” When I first heard this I wondered how effective it could be. Why are we discussing fruit when talking about storage? Let this phrase work for you. It can help a prospective client more effectively weigh the benefits and offers as they compare storage facilities.
    If you think about it, it is difficult to confuse an apple with an orange if you have experienced both. There are many differences. There is a very noticeable difference in color, texture and flavor. When you leave the caller with that thought you are giving them tools for them to make a reasoned decision. “Make certain that you are comparing the amenities to the amenities of another facility” gives them a checklist that makes their search and their decision easier. If the customer tries to compare our amenities with the move in special down the street they will experience frustration. As a call center representative you are not doing a good service to the caller if you do not equip them to make a clear choice. It is pointless to say that the facility down the street is cheaper than our store if we are a 100% climate control and they are not or if we are fenced and lighted and they are not. The self-storage industry is growing at a tremendous rate and not all of the facilities are of equal quality in service and amenities.
